What human handoff is
Most automated chats aim to resolve simple questions alone. Human handoff is the planned exit for everything else. In a full handoff, a support or sales agent joins the same chat window in real time, usually through a live chat or helpdesk tool, and sees what the customer and the bot have already said. In a lighter version, the bot creates a ticket or an email that a person picks up later.
How it works
Handoff is usually triggered by one of these situations:
- The customer asks for a person, for example by typing “talk to a human”.
- The bot cannot answer, or the same question keeps coming back.
- The topic is on a list of sensitive cases, such as complaints, cancellations or legal questions.
- A business rule applies, for example for large accounts.
Example
A customer asks an insurer's chatbot how to report water damage. The bot explains the steps from the help pages. When the customer adds that the damage is severe and they need someone today, the bot transfers the chat to an available claims agent, who reads the history and continues without asking the same questions again.
A good handoff checks that someone is available, passes on the transcript and any collected details, and tells the customer what happens next.
Why it matters for business chatbots
Handoff protects the customer experience when automation reaches its limits. Without any fallback, customers can get stuck in loops. A real-time handoff, however, needs staff who are available, a live chat or helpdesk tool and agreed response times, so it suits teams that already run live support.
